Call center roles & responsibilities

The core roles

Call center agent (representative)

The front line. Agents take inbound calls or make outbound ones, help customers, sell or follow up, and record the outcome (the "disposition") after each call. Good agents follow scripts where useful, stay on-brand, and keep notes clean so the next person has context.

Team lead

Runs a small group of agents day to day — coaching, answering the questions agents can't, handling escalations, and keeping the team hitting its targets. The first rung of leadership and usually promoted from strong agents.

Supervisor / floor manager

Owns live operations across several teams: watching the real-time board, balancing staffing against call volume, jumping on problems as they happen, and making sure service levels hold through the day. Live monitoring and whisper/barge tools are their instruments.

Quality assurance (QA) analyst

Listens to recorded calls against a scorecard, checks compliance and tone, and feeds findings back into coaching and training. QA is how a call center keeps quality consistent as it grows.

Workforce / operations manager

Plans the bigger picture — forecasting volume, scheduling shifts, setting targets, and reporting performance to the business. They live in the numbers (see call center KPIs) and own the outcome of the whole operation.

Trainer & admin roles

Trainers onboard new agents and roll out product or process changes; admins manage the platform — users, campaigns, dispositions, numbers and permissions.
